Putting the Customer at the Centre

For a utility, customer experience extends far beyond keeping the lights on. Reliability is fundamental, but so is the ease with which consumers can access services, make payments, raise complaints, seek assistance and engage with the organisation.

Recognising this, NPCL has adopted a “Human + Digital” approach, using technology to make services faster, simpler and more accessible, while ensuring that human support remains available where empathy, assurance and personal engagement matter most.

Its digital ecosystem brings together six online channels:

·       A single-window consumer portal

·       Bilingual, bot-based WhatsApp services

·       A dedicated mobile application

·       Two-way SMS services

·       24×7 self-service helpline

·       Interactive AI chatbot

Together, these platforms provide consumers with convenient, anytime access to an expanding range of services.

The impact is particularly significant for an urban-rural distribution utility. 91% of customer services are now delivered digitally, while 95% of payment transactions are digital, demonstrating the growing role of technology in making utility services more accessible and convenient.

The human dimension remains integral to this ecosystem. NPCL operates an Integrated Customer Care Centre and three decentralized Customer Care Centers, including the industry's first All-Women Customer Care Centre. Video-call and doorstep assistance further support senior citizens and consumers with disabilities, reinforcing accessibility, inclusion and empathy.

For NPCL, the principle is clear: technology should make service more convenient; human support should make it more caring.
